Give support teams the right prepaid order evidence

Send support enough to find the order without asking the cashier to start over. Include the internal and supplier references, product, value, submission time, latest status and what staff already checked. Leave out credentials and personal details the next person doesn’t need.

Gather the order evidence

A practice ticket might read “Reference FP-EXAMPLE-17, R30 airtime, submitted 10:14, still pending at 10:20. Please confirm the outcome.” Use made-up details when you train staff.

Check the approval, look up the original reference and note the supplier’s latest response and any matching statement entry. Tell support who is affected and why it’s urgent. If the result is unclear, ask them to check the original order. Save redacted screenshots or exports in the approved system.

Ask support a specific question

Describe the impact and say what you need support to check. Copy the error text if it helps and contains no private details. Use the references and check times from the order record.

“Airtime not working” leaves support guessing. “Approved R30 order FP-EXAMPLE-17, sent at 10:14 and still pending when checked at 10:20. Can you confirm its status?” gives them an order they can trace.

Give frontline staff the confirmed status and a time for the next update. When the supplier confirms the outcome, add the evidence, resolution time and any follow-up to the original ticket.

Hand over a case that’s still open

The next operator needs both references if available, the product and value, the last check, any safe error text and the action still outstanding. Keep the impact and steps already taken on the same ticket.

For a shift handover, try “FP-EXAMPLE-22 for R40 was approved and sent at 09:12. It was still pending at 09:20. Please check the current status and tell us when to look again.”

If staff can’t find a supplier reference, give the internal reference to someone authorised to look it up. A repeat purchase can make the case harder to resolve. Close the ticket once you have the final evidence and have recorded what you told the customer.

Check what the next operator can see

Support should not request credentials from the reporter to investigate. Use the internal escalation route to perform status checks with authorised access. If evidence contains phone numbers or other personal data, share only through approved restricted systems. A resolved ticket should record whether the issue came from input quality, supplier status, delivery channel or another confirmed cause, and whether the process needs correction.
